Volume without headcount
ShopFlow's merchant base grew tenfold in eighteen months. The support team did not. Every improvement had to come from the interface doing more of the work.
Macros as design material
Instead of treating canned responses as an afterthought, I designed them as first-class objects: composable, previewable, and attached to conversation context. Agents built their own and shared them across the team.
The system underneath
I shipped a forty-two component library with tokens for spacing, colour, and motion. It made the console consistent, but more importantly it let two engineers ship interface changes without a designer in the loop.
Outcome
Median first-response time held steady at four minutes through a tenfold volume increase, and agent satisfaction scores rose for the first time in three years.
